Comprehensive vocabulary flashcards covering phone etiquette, answering standards, the 7 P's of call handling excellence, speech mechanics, hold protocols, and warm transfer procedures for Contact Center Services.
Prompt Answering Rule
The standard requiring incoming calls to be answered within 2 to 3 rings, noting that picking up on the 1st ring can catch callers off-guard and waiting past 4 rings creates a perception of poor service.
Standard Professional Opening Greeting
A mandatory opening that includes three essential elements: a professional salutation, company/department identification, and the agent's name along with an offer of assistance.
Prepared (The 7 P's)
The practice of loading systems, CRM, ticketing tools, and the knowledge base before logging in for your shift.
Present (The 7 P's)
Focusing entirely on the caller and eliminating all personal distractions during the call.
Polite (The 7 P's)
Consistently using courtesy phrasing, such as "Please," "Thank you," and "It's my pleasure."
Patient (The 7 P's)
Maintaining composure and calm even when required to explain complex steps repeatedly.
Personable (The 7 P's)
Addressing the customer by their preferred name and adapting vocal tone to build a warm, personal connection.
Professional (The 7 P's)
Adhering strictly to company standards, guidelines, and quality benchmarks.
Proactive (The 7 P's)
Anticipating follow-up needs and providing complete solutions to the customer immediately.
Verbal Bridge Cues (Minimal Encouragers)
Subtle spoken acknowledgments (such as "I understand") used to show engagement and attentiveness without interrupting the caller's momentum.
Paraphrasing
Restating the customer's primary concern in your own words before offering a solution to verify accuracy.
Phonetic Spelling
The procedure of spelling back critical alphanumeric data using standard phonetic letter associations (e.g., "B as in Bravo").
Standard Rate of Speech
A moderate speaking pace of 130 to 150 words per minute, adjusted downward if the customer requests information to be repeated.
Strict Noise & Hygiene Protocol
A workplace rule forbidding eating food, drinking liquids, or chewing gum while on active calls because headset microphones amplify chewing, swallowing, and salivation sounds directly into the caller's ear.
Mute Control Protocol
The requirement to always press the physical headset mute button whenever an agent needs to cough, sneeze, or clear their throat.
Standard Hold Protocol
A 5-step call management process: 1) Request hold permission and state reason, 2) Wait for confirmation, 3) Thank the customer and engage hold button, 4) Conduct a mid-hold check-in, and 5) Return with gratitude.
Mid-Hold Check-In Standard
The requirement to check in with a customer on hold every 60 to 90 seconds to provide an update and ask if they are able to continue holding.
Warm Transfer Standard
A 5-step transfer procedure: 1) Explain the reason and obtain consent, 2) Place caller on hold, 3) Dial receiving specialist on a private line, 4) Brief receiving agent on account details and issue, and 5) Connect all parties, introduce the receiving agent, and drop off gracefully.
Purpose of Warm Transfer
To prevent the customer from having to repeat their story and account details to the next representative.
